Confirm what kind of return this was

This guide concerns a personal purchase returned using a seller's prepaid label. Record whether you cancelled an online purchase, returned faulty goods, or used a voluntary returns policy. Describe that reason consistently in your complaint. For arranging an overseas return, see returning a personal purchase to China.

Identify the seller on your order confirmation and invoice, alongside any marketplace involved. Keep a business stock order separate from a personal purchase when seeking advice. Our guide to the agent or seller relationship explains the contracting roles for business sourcing.

Find evidence that the carrier accepted it

Save the tracking history and distinguish label creation from an actual acceptance or collection scan. A label screenshot shows the return reference; by itself, it does not show handover. Match the tracking reference to the counter receipt, collection confirmation or locker acknowledgement, including the handover date and location.

If tracking has no acceptance scan, ask the drop-off point or carrier to check its records and provide written confirmation. Preserve any receipt, locker message and collection correspondence. If tracking shows delivery, ask the seller to search its returns warehouse using the parcel reference and delivery details. If the seller disputes the contents, see our guide to empty-box and wrong-item return disputes.

Establish who booked the carriage

Ask the seller to confirm whether it booked the service through its carrier account, whether a marketplace or returns platform booked it, or whether you bought the service yourself. A prepaid label is a reason to investigate the booking arrangement, rather than assume who can claim compensation.

If the seller arranged the booking, ask it to open the carrier investigation and give you the case reference. If the carrier directs you to the account holder, forward that response to the seller. If you booked the service, ask the carrier about its claim process while continuing the refund discussion with the seller.

Ask for a refund decision based on the evidence

For a valid cancellation under UK consumer cancellation rules, where the seller has not offered to collect the goods, evidence that you sent them back is relevant to refund timing. The rule expressly recognises that evidence being supplied earlier than the goods reaching the seller. Ask the seller to assess your proof instead of relying solely on a missing delivery scan.

Send a written complaint attaching the order confirmation, return approval, seller's label, handover evidence and tracking history. State the refund you seek and ask for a written decision and response date. For faulty goods or a voluntary return, ask it to identify the basis for withholding the refund; do not assume the cancellation rule resolves those cases.

Escalate through the payment provider

Contact your card issuer or payment provider promptly if the seller refuses or leaves the refund unresolved. Ask which dispute route, including chargeback where applicable, fits a returned purchase with an unpaid refund, what evidence it needs and which deadlines apply. Explain that the original purchase arrived and the return went missing; do not describe an authorised purchase as an unauthorised payment.

Submit the same evidence bundle, adding the seller's refusal and complaint history. If the provider declines, request written reasons and ask about its complaint process. Tell it about any seller refund that subsequently arrives, and reconcile the credits before treating the matter as settled. See a supplier refund during an open chargeback.

Frequently asked questions

Is a prepaid return label proof I posted the parcel?

By itself, it shows the return reference. Look for a handover receipt, acceptance scan, collection confirmation or locker acknowledgement linked to that reference.

Who should claim for a lost prepaid return?

Ask who booked the service and which account was used. Ask the seller to investigate its booking, or the carrier to explain the claim process if you booked it yourself.

What if my return has no acceptance scan?

Ask the drop-off point or carrier to check its records. Save your receipt, locker messages and collection correspondence, and explain the missing scan honestly.

Can I ask my bank about a missing return refund?

Yes. Ask which dispute route fits the unpaid refund and what evidence and deadlines apply. Send the seller's instructions, handover proof, tracking and complaint history.
